Yes, you guessed it, this is a full-scale rant about automatic telephone answering systems and the endless frustration they cause. They could easily be considered anti-customer retention devices. Of the myriad reasons to hate automated telephone answering systems, the fact that some of them don’t allow callers to bypass the automated system and go directly to an operator or customer service representative is at the top of the list. But to be fair, when they work, automated telephone answering systems can be convenient tools for obtaining information or performing minor tasks.

The hair-pulling level of frustration caused by automated voice answering systems would be comical, except that frustrated customers can become disgruntled and choose to take their business elsewhere. So, it’s probably not a good idea to use an automated telephone answering system that either denies callers the ability to go straight to a live person or, worse, hangs up on them if they delay too long or choose an inappropriate option. It’s just not a good customer retention technique.

Automated answering systems don’t get paid, they don’t get sick and they never have bad attitudes, so they save companies a lot of money; however, it’s impossible to ask an automated system a question that it hasn’t been programmed to answer. An operator or receptionist, bad attitude days notwithstanding, can answer any question or at the very least direct a customer’s call to someone who can. It’s impossible for programmers to think of everything, and sometimes choosing the option that will ultimately lead to a living, breathing person, is its own study in frustration. If it’s true that stress contributes to hair loss, it’s a wonder there aren’t more of us walking around with bald spots. But let’s not demonize these systems completely; they do have their place in our fast-paced, modern world.

Okay, telephone answering systems aren’t all bad. In fact, they can be extremely convenient, particularly when all someone needs is to check his account balance or add minutes to a pre-paid cell phone. But that doesn’t mean that the use of such a system should be marketed as a customer retention strategy. It isn’t. It could be an employee retention technique if employees are already stretched thin with their regular duties and the company budget won’t cover the cost of a receptionist or operator to answer the phones full time. Bearing that in mind, here are a few ways that automated telephone answering systems could be made less frustrating :

1. Always provide an option for the caller to be transferred directly to an operator or customer service representative.

2. If a customer makes a selection that’s not offered, i.e. he accidentally hits 6 when he meant to choose option 3, have the system automatically transfer the caller to an operator or customer service rep, rather than disconnect the call.

3. If callers are asked to give information before being transferred to a customer service rep, have the system set up to transfer that information to the customer service rep so the customer doesn’t have to repeat himself.

Wading through the sea of options on automated telephone answering systems isn’t as bad as getting a root canal, but it’s no day at the beach either. And their ability to frustrate doesn’t truly make them anti-customer. On the contrary, they really can be helpful devices that allow customers the convenience to handle important business literally with the touch of a button, but they need to be set up correctly and you need to seriously think through the customer experience.
